AI Terms, AI Use and AI Governance in ITIL
AI, AI maturity, generative and agentic AI, how AI assists the ITIL lifecycle and value chain, and the ITIL AI Capability Model in ITIL 5 Foundation.
- 3 min
- GenAI creates content; agentic AI plans and acts toward a goal.
- AI maturity is organizational adoption, not model accuracy.
- AI assists the lifecycle, automation and value chain; people stay accountable.
What it is
ITIL (Version 5) covers how artificial intelligence (AI) can be used across digital product and service management. The Foundation exam asks you to define the main AI terms, understand how AI can help across the lifecycle and value chain, and know what AI governance and the ITIL AI Capability Model are for.
How it works
AI terms
| Term | Meaning |
|---|---|
| Artificial intelligence (AI) | Technology that performs tasks normally needing human intelligence, such as understanding language, recognising patterns or making decisions |
| AI maturity | How far an organization has adopted and integrated AI into the way it works |
| Generative AI (GenAI) | AI that creates new content, such as text, images or code, in response to a prompt |
| Agentic AI | AI that is given a goal and plans and takes actions to pursue it, often calling other systems |
Example: a tool that drafts a reply to a customer from a prompt is generative AI. A tool given the goal of resolving incidents that chooses its own steps, calls other systems and closes tickets is agentic AI.
How AI can help
| Area | Examples |
|---|---|
| Product and service lifecycle | Drafting requirements, generating test cases, summarising user feedback to refine requirements |
| Automation | Unlike fixed scripts, AI-assisted automation can interpret varied inputs and adapt its actions |
| Value chain | Handling incoming customer requests, analysing performance data to suggest improvements |
AI supports the lifecycle and value chain; it does not replace them, and accountability stays with people.
AI governance
AI governance is the set of policies, controls and oversight that make sure AI is used responsibly. ITIL's guidance is that AI should do no harm and benefit people; speed, cost savings and accuracy are outcomes, not the guiding principles.
The ITIL AI Capability Model
- Also called the 6C Model, because it describes six AI capabilities.
- It provides a functional classification of AI solutions: what each solution does.
- The capabilities are not mutually exclusive, so one solution can combine several.
- Classifying by function lets an organization tailor governance controls to what each AI solution does, because AI governance is not one-size-fits-all.
Generative AI produces content; agentic AI pursues a goal by taking actions. If the scenario says the tool chooses its own steps and acts on other systems, the answer is agentic.
How the exam asks about this
- "What characterizes agentic AI?" It pursues a goal by planning and taking actions.
- "What does AI maturity describe?" How far an organization has adopted and integrated AI.
- "Why does the ITIL AI Capability Model help AI governance?" It lets controls be tailored to each AI function.
What to remember for the exam
- GenAI creates content; agentic AI plans and acts toward a goal.
- AI maturity is organizational adoption, not model accuracy.
- AI assists the lifecycle, automation and value chain; people stay accountable.
- AI should do no harm and benefit people.
- The ITIL AI Capability Model (6C Model) classifies AI solutions by function so controls can be tailored.
An AI solution does not have to fit a single capability. The capabilities overlap, and controls are tailored to each capability a solution uses.
Common mistakes
Calling every AI tool generative. Agentic AI takes actions.
Treating AI maturity as a technical score. It is about organizational adoption.
Assuming AI takes over accountability. People remain accountable.
Check yourself
What is generative AI?
AI that creates new content, such as text, images or code, in response to a prompt.
