Key ITIL terms and definitions
Which term describes the perceived benefits, usefulness and importance of something?
- A. Value Correct answer
- B. Outcome
- C. Output
- D. Utility
Option A is correct because value is defined as the perceived benefits, usefulness and importance of something. An outcome is a result for a stakeholder, an output is something an activity produces, and utility is only one element of value, so none of them is the overall perceived benefit.
Which element of value is the functionality a product or service offers to meet a particular need?
- A. Utility Correct answer
- B. User experience
- C. Warranty
- D. Sustainability
Option A is correct because utility is the functionality offered by a product or service to meet a particular need, in other words what it does. Warranty is the assurance that it will meet agreed requirements, while user experience and sustainability are separate considerations and not the definition of functionality.
A provider delivers a new self-service portal to a consumer, and the consumer's staff then resolve routine requests 30% faster. What is the faster resolution of requests?
- A. A cost
- B. A service offering
- C. An outcome Correct answer
- D. An output
Option C is correct because an outcome is a result for a stakeholder enabled by one or more outputs, and here the 30% faster resolution is the result the consumer benefits from. The self-service portal itself is an output, a deliverable of the provider's work, and neither a cost nor a service offering describes a result.
The ITIL Four Dimensions of Product and Service Management
Which set lists the four dimensions of product and service management?
- A. Organizations and people; information and technology; governance and risk; value streams and processes
- B. Organizations and people; information and technology; partners and suppliers; value streams and processes Correct answer
- C. Strategy and planning; information and technology; partners and suppliers; value streams and processes
- D. People and culture; processes and tools; partners and suppliers; products and services
Option B is correct because the four dimensions are organizations and people, information and technology, partners and suppliers, and value streams and processes. Option A swaps in governance and risk, and options C and D invent dimensions such as strategy and planning or people and culture that are not part of the model.
Why does ITIL ask organizations to consider all four dimensions when managing a product or service?
- A. They rank the management practices by their value to customers
- B. They define the sequence of activities a service passes through
- C. They give a balanced view of what is needed to co-create value Correct answer
- D. They list the roles that every service team has to include
Option C is correct because the dimensions give a balanced, holistic view of everything needed to co-create value, so none is neglected. They do not rank practices, set a sequence of activities, or list team roles.
Identify the missing word(s) in the following sentence. The four dimensions of product and service management are ________ that apply to every product and service.
- A. principles
- B. perspectives Correct answer
- C. practices
- D. activities
Option B is correct because the four dimensions are perspectives that apply to every product and service. Principles, practices and activities are separate ITIL concepts with their own roles in the guiding framework.
The ITIL Product and Service Lifecycle
How does ITIL (Version 5) expect the lifecycle activities to be used?
- A. Once per product, in the order they are listed
- B. Iteratively, revisited and combined as needed Correct answer
- C. Sequentially, finishing one before starting the next
- D. When a brand-new service is created and again at retirement
Option B is correct because the lifecycle activities are not a fixed one-off pass; they are revisited and combined as the situation requires. Options A and C describe a strict, linear sequence, and option D limits use to creation and retirement, none of which reflects iterative use.
Feedback from users of a live service reveals a requirement nobody captured. What does the iterative use of lifecycle activities allow the team to do?
- A. Start a separate lifecycle for a new service
- B. Revisit discover or design while still live Correct answer
- C. Wait for the lifecycle to restart from the beginning
- D. Limit further work to the support activity
Option B is correct because iterative use means the team can return to an earlier activity such as discover or design while the service is live, to address a newly found requirement. Options A, C and D either start a separate lifecycle, wait for a restart, or confine work to support, so none of them lets the team respond to the gap directly.
Which pair of statements about the lifecycle activities is correct? 1. Each must be completed before the next begins. 2. They can be performed in parallel. 3. Each is performed exactly once per product. 4. An activity can be revisited after others.
- A. 2 and 4 Correct answer
- B. 3 and 4
- C. 1 and 2
- D. 1 and 3
Option A (statements 2 and 4) is correct because activities can run in parallel and can be revisited after others. Statements 1 and 3 describe a strict, one-time sequence, which does not match iterative use of the activities, so options B, C and D each include at least one false statement.
The ITIL Value System
Which guiding principle encourages an organization to link everything it does, directly or indirectly, to value for itself, its customers and other stakeholders?
- A. Progress iteratively with feedback
- B. Start where you are
- C. Keep it simple and practical
- D. Focus on value Correct answer
Option D is correct because 'Focus on value' directs everything the organization does to link back to value for itself, its customers and other stakeholders. The other options describe iterative progress, starting from existing capability and simplicity, which are different principles.
Before designing a replacement for an existing service, a team observes and measures what already works. Which guiding principle does this reflect?
- A. Think and work holistically
- B. Optimize and automate
- C. Progress iteratively with feedback
- D. Start where you are Correct answer
Option D is correct because 'Start where you are' means observing and measuring what already exists and reusing what works before designing something new. The other principles concern holistic thinking, automation and iterative delivery, not assessing the current state.
Identify the missing word(s) in the following sentence. The guiding principle 'Progress ______' encourages organizations to work in small, manageable sections.
- A. holistically with visibility
- B. simply with automation
- C. iteratively with feedback Correct answer
- D. in parallel with approval
Option C is correct because the principle is 'Progress iteratively with feedback', which encourages working in small, manageable sections that can be completed and improved using feedback. The other phrases do not name a guiding principle.
Value stream identification, mapping, and management
What is a value stream?
- A. A financial model that allocates the cost of services to the consumers who use them
- B. A series of steps an organization takes to create and deliver products and services Correct answer
- C. A catalogue of the products and services that an organization offers to consumers
- D. A governance structure that sets the direction and oversight for the organization
Option B is correct because a value stream is the series of steps an organization undertakes to create and deliver products and services to consumers. Option A describes a financial model, C a service catalogue, and D a governance structure, none of which describes the flow of work.
Identify the missing word(s) in the following sentence. A ______ value stream directly creates and delivers products and services to consumers.
- A. external
- B. core Correct answer
- C. enabling
- D. shared
Option B is correct because a core value stream directly creates and delivers products and services to consumers. An enabling value stream only supports other value streams, so C does not fit, and A and D are not ITIL value stream types.
A value stream that does not deliver to consumers directly, but supports other value streams, is called what?
- A. Supplier value stream
- B. Enabling value stream Correct answer
- C. Core value stream
- D. Governance value stream
Option B is correct because an enabling value stream does not deliver to consumers directly but supports other value streams. A core value stream (C) delivers directly to consumers, while supplier and governance value streams (A, D) are not the ITIL terms for this.
ITIL and AI
Which statement describes generative AI?
- A. AI that follows fixed rules to route tickets
- B. AI that creates new content such as text, images or code Correct answer
- C. AI that monitors infrastructure and raises threshold alerts
- D. AI that classifies existing records into predefined categories
Option B is correct because generative AI creates new content such as text, images or code in response to a prompt. Options A, C and D describe rule-based routing, threshold monitoring and classification of existing records, which do not generate new content.
What characterizes agentic AI?
- A. It produces one response for each prompt it receives
- B. It is trained on labelled data under human supervision
- C. It runs on dedicated hardware built into a device
- D. It pursues a goal by planning and taking actions Correct answer
Option D is correct because agentic AI is given a goal and plans and takes actions to pursue it, rather than only answering a single prompt. Option A describes a one-response-per-prompt generative pattern, and options B and C describe training approach and hardware, which do not define agentic behaviour.
In ITIL, what does AI maturity describe?
- A. How many AI tools an organization has licensed
- B. How far an organization has adopted and integrated AI Correct answer
- C. How long an AI model has been in production use
- D. How accurately an AI model performs on its test data
Option B is correct because AI maturity describes how far an organization has adopted and integrated AI into the way it works. Licence counts, model age and model accuracy are narrower technical measures and do not describe organizational maturity.
ITIL and other frameworks
Which statement describes DevOps?
- A. A technique for ranking incidents by priority and impact
- B. Culture and practices linking development with operations Correct answer
- C. A project method that divides work into separately managed stages
- D. A scheme that certifies service desk analysts
Option B is correct because DevOps is a culture and set of practices that brings development and operations together to deliver and run services. Incident prioritization (A), staged project methods (C) and analyst certification schemes (D) describe other things.
Which outcome is a typical aim of adopting DevOps?
- A. Faster and more reliable delivery of changes Correct answer
- B. Fewer, larger releases scheduled once a year
- C. Manual testing of each change before every merge
- D. Separate teams for building and running a product
Option A is correct because DevOps aims to deliver changes faster and more reliably through collaboration, automation and frequent small releases. Infrequent large releases (B), manual testing before every merge (C) and separate build and run teams (D) are what DevOps moves away from.
